My name is Emma, and in today's video I am going to teach you a very, very important thing for customer service. I used to work in customer service, and this is actually one of the most important things I learned, and this is called the L-A-S-T or LAST approach. So, to get started, let's talk a little bit about: What is customer service? So, customer service is when you have customers, of course, and you're trying to make your customers as comfortable and happy as possible. You're also trying to meet their needs and expectations, and solve any problems or situations that they might have. So, customer service is a huge category. There's many, many different jobs where you use customer service. If you work in a hotel, for example, as a clerk, you know, in the lobby, as a bellhop, you will be using customer service. If you work at a restaurant as a server, you'll be using customer service, or as a hostess. If you're the manager of a store, you'll be using customer service. If you work in a business or even in a hospital, you'll be using customer service. So, pretty much any time you're dealing with people from the public and they're customers and you're trying to help them, you're doing customer service. So, there are many different problems that a customer might have. What are some examples of some problems? Can you think of anything, a problem a customer might have? Maybe somebody charged them too much for something, maybe they're in a store and the lineups are too long, maybe a customer is at a hotel and they're very unhappy because the Wi-Fi isn't working or their bed's uncomfortable. So, there's so many different problems customers might have at different types of businesses. In this video what I'm going to teach you is: What do you do when a customer has a problem? Okay? So, a very easy thing to do when a customer has a problem is called the LAST approach. "LAST", what does it stand for? Well, if a customer has a problem, the first thing you should do is listen to their problem, the next thing you should do is apologize, solve their problem, and thank them. So: Listen, Apologize, Solve, and Thank. We're going to look at expressions we use to show we're listening, expressions to apologize, expressions that can help us solve problems, and expressions to thank customers. Okay, so the first step when a customer has a problem is to listen. So, the first thing you should do is find out what the problem is. You can ask them: "What seems to be the problem?" or "How can I help you?" Okay? Once they start explaining what the problem is, very important that you look like you're actually listening and that you do listen. Okay? So, you shouldn't look at your watch: "Mm-hmm. Mm-hmm." Okay? That's a bad idea. You shouldn't look at the sky: "Uh, when is this person going to stop talking?" Okay? You shouldn't roll your eyes. Okay? No, no, no. You need to show that you actually care about what the customer is saying. So, showing you're listening is very important. You can repeat back to the customer what they're saying to show that you understand and to make sure that you did understand. So: "So what you're saying is, you know, there's no hot water in this hotel.", "So what you're saying is the Wi-Fi's not working and you're not happy with that." Okay? These are some examples. "So what you're saying is _________." You can also say: "Let me get this right..." "Let me get this right, what you're saying is that, you know, there's a problem at your table.", "What you're saying is that you've been waiting for your food for a really long time." So it's important to show that you are listening and you acknowledge what they have said. Okay. Now, sometimes with customer service you get a customer who's very angry, and maybe they start swearing, they start using very bad language. Okay? So if this happens, very important that you don't get upset. Okay? When this happened to me in the past, I would actually pretend to be a computer. I would not take anything personally. I would just smile and pretend to be a computer, and that's how I got through angry customers. So, if the person is rude... You know, it's not right if somebody is saying something rude to you, if they're swearing at you, or they're making you feel uncomfortable. So, be polite. Okay?

This is a very complicated world. It’s a very noisy world. And we’re not going to get a chance to get people to remember much about us. No company is! And so, we have to be really clear on what we want them to know about us. Now Apple, fortunately, is one of half-a-dozen best brands in the whole world. Right up there with Nike, Disney, Coke, Sony — it is one of the greats of the greats. Not just in this country, but all around the globe. But even a great brand needs investment and caring if it’s going to retain its relevance and vitality. And the Apple brand has clearly suffered from neglect in this area in the last few years. And we need to bring it back! The way to do that is NOT to talk about speeds and fees. It’s NOT to talk about bits and mega-hertz. It’s NOT to talk about why we are better than Windows. The dairy industry tried for 20 years to convince you that milk was good for you. It’s a lie, but they tried anyway. And the sales were falling. And then they tried “Got milk” and the sales went up. “Got milk” wasn’t even talking about the product. In fact, it focuses on the absence of the product. But the best example of all, and one of the greatest jobs of marketing that the universe has ever seen, is Nike. Remember, Nike sells a commodity. They sell shoes!!! And yet, when you think of Nike you feel something different than a shoe company. In their ads, as you know, they don’t ever talk about the product. They don’t ever tell you about their air soles and why they are better than Reebok’s air soles. What does Nike do in their advertising? They honor great athletes. And they honor great athletics. That’s who they are, that’s what they are about! Apple spends a fortune on advertising — you’d never know it….you’d never know it! So…when I got here, Apple just fired their agency and there was a competition with 23 agencies that…you know…four years from now we would pick one. And we blew that up and we hired Chiat\Day, the ad agency that I was fortunate enough to work with years ago and created some award winning work including the commercial voted the best ad ever made, 1984 (by Advertising Professionals). And…we started working about eight weeks ago, and the question we asked was, “Our customers want to know who is Apple and what is it that we stand for…where do we fit in this world?” And what we’re about isn’t making boxes for people to get their jobs done — although we do that well. We do that better than almost anybody, in some cases. But Apple is about something more than that! Apple at the core…its core value — is that, we believe that people with passion can change the world for the better. That’s what we believe! And we have had the opportunity to work with people like that. We’ve had the opportunity to work with people like you; with software developers, with customers, who have done it. In some big, and some small ways. And we believe that, in this world, people can change it for the better. And that those people who are crazy enough to think that they can change the world are the ones that actually do! And so, what we’re going to do in our first brand marketing campaign in several years, is to get back to that core value! A lot of things have changed. The market is in a total different place than where it was a decade ago. And Apple is totally different — and Apple’s place in it is totally different. And believe me, the products, and the distribution strategy, and the manufacturing are totally different…and we understand that. But values and core values — those things shouldn’t change. The things that Apple believed in at its core, are the same things Apple really stands for today. Years ago, when I was just starting to speak and consult on customer service, my friend Dr. Larry Baker shared this concept with me. Now the word abused may be a bit strong, but his point was well taken. For some customers, the pre-purchase experience is better than the post-purchase experience. My belief is that the customer service starts and the experience begins the moment the customer just thinks about doing business with you. Customer service isn’t something that happens after the sale, it is also how the customer is treated leading up to the sale. And once it starts, it continues through the entire life of the relationship you have with that customer, which hopefully is for a very long time. Recently I had the pleasure of experiencing Joey Coleman present a speech on the First 100 Days. This refers to the first 100 days after a customer pays for whatever you sell. Once the customer buys from you, until the customer gets or uses the product or service you sell, is the time the buyer may have second thoughts, or worse get buyer’s remorse. This is where the customer may potentially feel abused or neglected. For example, you buy something on a website and it takes several days or longer before your order arrives. Or, you sign a contract to build a home, yet it may be months before any construction begins, let alone actually moving into the home. Or after months of consideration, you sign an agreement with a consultant, but the project doesn’t begin for 30 days. Coleman’s idea is that the best opportunity for a loyal customer comes in that first 100 days. His entire presentation was about managing just those 100 days. Of course, you need to manage the long term experience, but those first 100 days are where you have your best opportunity to earn loyalty. In the customer journey map there are many touch points. These are the places where customers interact with your employees. The idea of managing the 100 days is to create additional touch points, which further enhance the experience. This is proactive customer service. Let’s use a hotel as an example. Typically, you make a reservation, receive the confirmation, show up, go about your business, and check out. If the stay is pleasant and the hotel staff takes care of you, you’ll probably come back. However, there may be a way of enhancing the guest experience that creates a stronger bond and raises the likelihood the guest will come back. Imagine this scenario: You may make your reservation a month, or even longer, ahead of your stay. Within moments of making the reservation, you receive an email that confirms the details. That’s expected and a good start. Then, just a two days later, someone from the hotel calls you to ask you if you have any special preferences, allergies, or anything else that the hotel may want to know to enhance your experience with them. Two weeks from the date of your arrival you get another call from the hotel. This time it is the concierge calling to ask if you need any restaurant reservations or have any other needs he or she can help with. Finally, you arrive and check in. You are warmly greeted. Your requests and needs have been taken care of, and just a few minutes after you are in the room the person who checked you in calls to make sure you’re happy with your room. Two days after your stay you get a call from a hotel staffer thanking you and asking for feedback. You get the idea. This type of customer service and experience strategy will work with any type of business. Take your already great customer service up a level by adding intentional and additional interactions that confirm in your customer’s mind that he or she made the right decision to do business with you. Product managers drive the vision, strategy, design, and execution of their product. While one can often quickly comprehend the basic responsibilities of the role, mastering each of these dimensions is truly an art form that one is constantly honing. In this presentation I'll share my lessons learned over the last decade as a product manager in Silicon Valley on the art behind each of these dimensions of product management. Sachin Rekhi is a serial entrepreneur and product leader who has spent the last decade developing innovative products in Silicon Valley. Sachin most recently founded Connected, a professional contact manager that was acquired by LinkedIn in 2011 and re-launched as LinkedIn Contacts. He went on become head of product for LinkedIn Sales Navigator, LinkedIn's flagship offering for sales professionals. Prior to Connected, Sachin founded Anywhere.FM, a web music player that allowed users to upload, play, and discover music online, which was acquired by imeem in 2008. Sachin started his career at Microsoft as a product lead on Visual Studio, Microsoft's developer tools platform. Sachin recently left LinkedIn and has been advising early-stage startups on product strategy, design, and growth.
